At a lot of smaller MSPs, there’s one person holding the whole service desk together. Not on paper, but in practice. They triage every ticket, dispatch it to the right tech, chase down billing questions, and somehow still find time to do QA. Ask what happens when they’re out sick or on vacation, and the answer is usually some version of “the team covers it,” which really means things slow down until they’re back.

The hidden cost of a single point of failure

This isn’t a staffing problem you can solve by hiring one more person, because the real issue is that all the institutional knowledge about how tickets should be routed lives in one head. Dispatch logic is usually simpler than it feels

Most MSPs running this way have a mental model for dispatch that’s actually pretty consistent: urgency first, then skill level, with specialists getting certain ticket types directly. That logic can be written down and applied automatically. The reason it isn’t already automated in most PSAs is that ConnectWise, Autotask, and similar tools weren’t built to make that judgment call. They route based on boards and queues, not on the nuance of “this technician handles all the networking escalations.”

What removes the bottleneck

The fix isn’t replacing the person doing this work. It’s giving them a system that handles the repeatable 80% of triage and dispatch decisions, categorization, priority, duplicate detection, initial assignment, so the person who used to be the bottleneck becomes the person who reviews edge cases and handles what actually needs judgment.

That also solves the coverage problem. When triage logic lives in a system instead of a single person’s head, the desk doesn’t stall out when that person is unavailable.
